Key Responsibilities:
- Conduct Quality audits and share feedback with agents
- Conduct compliance and Quality checks and ensure timely reporting
- Drive continuous improvement – make recommendations and drive improvement for Quality & CSAT
- Data analysis and creation of designated reports/presentations
- Strengthen Quality management processes / framework to improve quality delivery
- Ensure data management for all deliverables and be accessible without any delay
- Client Escalation Management
- Participate in internal & external calibrations to ensure consistent scoring & feedback delivery approach.
Preferred Skills :
- Understanding of the Audit/mining & Coaching process.
- Good verbal and written communication skills
- Fair level of Excel skills and Reporting knowledge
- Flexible to work in Shifts
- Ability to work under pressure and in strict time-lines

- Preparing RCA for performance, downtime/ incident
- Maintaining short term Schedule management
- Understanding of BCP (Business Continuity Plan)
- Business performance analysis hourly, daily, weekly and monthly
- Process Improvement and Critical thinking

- Strong Communication skills – verbal and written as client facing role
- Good exposure and hand-on experience on WFM tools, like – Aspect, IEX, etc
- Experience in managing multi-site and multivendor environment.
- Knowledge of contact center methodologies and operational principles.
- Strong analytical mindset.
- Ability to review and interact with vendors to align their plan to the business enterprise plans.
- Incident Management and change Implementation exposure
- IVR Management and maintenance is an add on for different channels
- Must have the ability to work under pressure.
- Comfortable with Rotational Shifts and week off (24 X 7 work culture)
- Hands on experience in MS-Office- preferably in MS-Excel and Power Point
- Interpersonal skills and Teamwork
- Analytical / Quantitative skills
- Data Handling / data interpretation
- Process orientation & structured thinking.
